Customer Coffee Break with Ocean Spray Part 3: Providing Performance Visibility

Over the last couple of weeks we’ve covered off on the importance of both speedy and reliable IT service in the enterprise.  But how do you manage end-user subjectivity or speculation?  How do you deal with someone calling to say “I just don’t think it’s working well,” without additional specifics?  In the enterprise, the end-user often assumes that if something isn’t working quite to their liking, the IT department hasn’t done their job and the problem is their fault.  Consequently, in order to prevent end-user phone calls and service level dissatisfaction, it’s becoming increasingly important for IT to be able to visually display performance claims to the end user.  IT needs software and services to fill that void by providing visibility into how the system is working in its current state, as well as the ability to compare current visibility to both other business departments and to other time periods.

This week, John Goodfellow, Ocean Spray Computer Operations Manager, sheds light on how his team is using IT automation software to bridge the IT/end-user gap:

“Manufacturing facilities and warehouses use centralized systems for collaboration.  These facilities have SYSLOAD endpoints at each location that monitor and chart performance for deployed technology solutions, including SharePoint.  When end users call Corporate to report a performance problem, SYSLOAD agents can synthesize the same scenarios as the end user, with visibility to Operations and the Help Desk.  Through specific targeted testing, corporate support staff essentially simulates “end user experience” but removes the subjectivity of perception.  Perception is difficult to quantify and even harder to measure, but can cause anxiety and dissatisfaction.   Corporate IT bears the responsibility to ensure end user satisfaction whether the problem is real, perceived, or both.   Plant support systems typically experience excellent performance for systems that support their operations, but visibility to this data in real time to date has been limited.  With SYSLOAD endpoints and a SPMonitor console, Operations is able to demonstrate the response time, compare it to other locations – including Corporate.  Operations can overlay the graphs to show the comparison and deliver the data in real time to the end user.  This capability provides credibility to an otherwise “talking head” providing the end user no real value, making it easier to combat this subjectivity.”

Visibility and comparative data can be one of the strongest tools in improving the IT/end-user relationship.  It promotes open communication between both parties with readable data to back up system service levels.  John also shared this enterprise IT tip with us:

"Enterprise culture generally assumes that corporate entities have the best of breed of everything, so they must be working lighting fast compared to the typical end-user. It’s not true. We invest a lot of money in our plant technologies and we’re very proud of them. They actually work better than we do, but end-users can’t usually see that. When we introduce a tool like SYSLOAD, it provides value almost immediately."
